You’ll still track AHT and CSAT, but they move to supporting roles. The main question becomes: Is the system reliably resolving real customer problems?

As AI absorbs volume, human work becomes higher leverage. Your best people shouldn’t be stuck as overflow.

A simple human value scorecard might include:

  • % of time spent on complex cases vs. repetitive contacts
  • Number of AI improvement tickets shipped (new workflows, better knowledge, policy updates)
  • Reduction in escalations driven by known gaps (a measurable backlog burn-down)

  4. Assign ownership for AI performance and knowledge quality
  5. Create an improvement cadence (weekly review + monthly roadmap)
  6. Draft a metric reset: what you’ll measure in 2026, and what you’ll stop over-indexing on
