Here’s what I’ve found: most companies don’t fail at AI in the contact center because the models are “bad.” They fail because they treat AI like a tool you bolt on to a broken process. Then they’re surprised when the bot can’t fix the mess.

Start with the operating model, not the chatbot

Who should be in the CoE

- Real-time knowledge retrieval (surface the right article and summarize it)
- Auto-wrap and disposition suggestions (reduce after-call work)
- Next-best action prompts (what to check, what to ask, what to offer)
One stance I’ll take: if your agent assist can’t cite where the answer came from (knowledge base, policy doc, CRM field), it will become a confidence killer. Agents either ignore it—or worse, trust it when they shouldn’t.
Layer 3: Customer-facing automation (only where it’s safe)
Customer-facing AI should be narrow first, then broader. Start with repeatable tasks that have clear rules, low risk, and strong integration support.
Good early candidates:
- Order status, appointment scheduling, simple returns
- Address updates, password resets, billing explanations
- “Where is my…?” and “How do I…?” flows
Automation only counts when it’s connected to systems of record. A chat experience that can’t authenticate, update a case, or trigger a workflow is just a more expensive FAQ page.
Make AI real by integrating it into CRM workflows
The highest-ROI contact center AI is tied to CRM and case management. That’s where customer context lives, and it’s where operational work gets done.

- Standardize your “case packet”: what fields must exist, what notes must be captured, what outcomes must be logged.
- Add AI where it removes effort:

Security and compliance: treat it like product design
AI in customer support fails the moment it scares Legal—or customers. Data security and privacy aren’t “later” tasks. They’re design inputs.

A contact center AI checklist that actually prevents incidents

- Data minimization: the model sees only what it needs for the task.
- PII handling rules: redact, tokenize, or restrict exposure by role.
- Auditability: log prompts, outputs, and final agent/customer messages.
- Human escalation: define triggers (negative sentiment, uncertainty, high-value customer, regulated topic).
- Policy grounding: bind answers to approved sources; block hallucinated advice.
- Model evaluation: test on real transcripts, edge cases, and adversarial prompts.
If you can’t explain to a regulator (or your own VP of Ops) why the AI said something, you’re not ready to deploy it.

The healthiest way to talk about AI: it’s a partner, not a replacement
AI isn’t a substitute for human agents. It’s a performance multiplier. That framing matters because it changes adoption. When agents think AI is there to replace them, they resist. When they see it removing busywork and making hard calls easier, they contribute ideas.
